Short answer
AHT divides total handling time by handled calls under an explicit definition. If talk already includes hold, do not add hold again. Weight team averages by call counts: a simple average of two averages can misrepresent actual work.
Key verification: Components do not overlap, transfers have a rule and aggregate average equals total time divided by eligible calls.
Sources and limitationsShorter conversation does not guarantee less required work. A brief call may produce a lengthy task; another includes hold while consulting a specialist. This guide separates components and reconstructs the average before using it to interpret capacity or compare processes.
Define components before adding them
In our model, conversation excludes hold and after-call work follows hang-up. Earlier queue waiting is not agent handling time. Check vendor definitions: its talk column may already include hold. State treatment of transfers, internal calls and later actions completed outside the phone system.
Exercise with three different calls
| Fictional call | Talk | Hold | After-call work | Total |
|---|---|---|---|---|
| A | 4 min | 1 min | 1 min | 6 min |
| B | 8 min | 2 min | 2 min | 12 min |
| C | 15 min | 5 min | 4 min | 24 min |
Average handling is (6 + 12 + 24) / 3 = 14 minutes, unlike average talk time of 9 minutes. The difference may guide investigation of hold or recording but does not establish unnecessary work. Reviewing service outcomes avoids rewarding quick endings that cause repeat contacts.
Why two averages do not carry equal weight
Another fictional case: one group handles 10 calls averaging 4 minutes and another handles 90 averaging 10. Combined average is (10 × 4 + 90 × 10) / 100 = 9.4 minutes; simply averaging 4 and 10 gives 7. Combine only compatible bases, counting calls once under your declared unit.
CloudTalk and report acceptance
CloudTalk describes AHT and group attribution rules. Group bases may differ from agent reports. Reconcile a sample and clarify ambiguous fields before aggregation. This is an original CallsIQ calculation rather than an observed CloudTalk report. A verifiable export helps more than a universal minutes target.
