Short answer
Divide eligible calls answered at or before the threshold by all eligible incoming calls. Define the waiting-time origin and any short-abandon exclusions. Publish the numerator and denominator beside the percentage; IVR pickup is not human response.
Key verification: The CSV gives 5/10 = 50% at an inclusive 20-second threshold; excluding one abandonment under 5 seconds changes it to 5/9.
Sources and limitationsA queue can answer almost every call while keeping people waiting too long. Service level asks how many reach a person within a target time. That threshold expresses an operational commitment; no single default suits every business.
Write the measurement contract
Our proposed calculation starts at queue entry and ends at human answer, with an inclusive 20-second threshold. Count one entry per call rather than each ringing attempt. Exclude outbound calls and identified tests before calculation. These are example rules, not a guaranteed phone-system formula.
CloudTalk describes Service Level in its Wallboards as answers within a target response time. Before comparing the dashboard with a worksheet, confirm the precise timer, abandonment handling and filters with documentation or support. Matching field names do not establish matching denominators.
Ten calls, two explicit results
Download the original fictional-call CSV. Each row contains an identifier, waiting time in seconds and outcome. Seven calls reach a person: five at or before 20 seconds and two later. Three callers abandon. Including every entry gives 5/10 = 50%. Answer rate, 7/10 = 70%, answers a different question.

exclude_abandoned_under_5_seconds: 5 / 9 * 100 = 55.555...
Only one abandonment lasts under 5 seconds. If policy excludes it, the denominator becomes nine and service level is approximately 55.6%. Also publish the unexcluded 50% and explain the rule. Excluding all abandonments produces 5/7, approximately 71.4%, which no longer represents every incoming call. Do not choose the formula after seeing which looks better.
How to accept an export
Check unique identifiers, seconds as the unit, unfinished calls and transfers. A missing wait is unknown, not zero. Close the reporting window after calls finish or report pending calls separately. Retain the queue field rather than combine urgent support with general enquiries.
Recalculate a sample and explain each row the dashboard includes or excludes. A call passing through two queues requires choosing between queue-level or complete-journey measurement; mixing both units double counts work. Version the policy when schedules or routing change.
What decision it supports
Segment by time band and inspect arrivals, available people and conversation length before adding agents. A daily average can hide a twenty-minute bottleneck.
