An AI voice agent needs a clear handoff to a person when they cannot resolve the query. Define that handoff before uploading documents or expanding its answers. The pilot's success is not keeping every call in the AI, but solving the case or delivering it correctly.

Limit what the AI agent may answer

Start with low-risk queries with stable information: services, application process, or reviewed public data. Identify automated interaction with the interlocutor and offer a way to request human assistance. Do not allow them to invent prices, commit to dates or resolve sensitive issues beyond their reach.

Prepare the knowledge base

Select current documents, with person responsible and date. Exclude personal data, commercial drafts and expired conditions. If you use a website as a source, identify which pages can change and how they are reviewed. Adding more content does not guarantee better answers if it contains contradictions.

Test with scenarios written before the pilot

  1. In-scope query with known response.
  2. Question without sufficient information.
  3. Explicit request for a human agent.
  4. Correction of the interlocutor and repetition of the same doubt.
  5. Transfer with group available.
  6. Transfer without agents available.
  7. Language, accent and noise representative of customers.

Verify the handoff to a human

Check that the call arrives, that the agent recognizes the available context, and that the client does not have to repeat everything unnecessarily. Do not assume that the transfer includes a transcript or summary: check what information arrives and how it is presented.

Record transferred calls, loops, incorrect responses, and queries resolved using business judgment. Review an authorized sample, including cases that the system believes it has resolved; that state does not demonstrate customer satisfaction.
