Call abandonment rate: separate waiting from technical failures

Short answer

Divide pre-answer abandonments by eligible queue entries. Use visible rules for short hang-ups and failures; publish the original count when changing the denominator. An unanswered call does not by itself establish waiting-related abandonment.

Sources and limitations

Abandonment means someone left the waiting journey before speaking to a person. It does not automatically explain why. Long waits, accidental calls and faults are possible. Retain the journey and compare equivalent service windows; a monthly percentage can hide a problem concentrated in one hour.

Agree on the unit and exclusions

Use queue entries, rather than every attempt to the number or unique people. A call leaving the menu before queue entry belongs to another stage. Declare treatment of transfers, repeat attempts and voicemail exits. If the system cannot distinguish a hang-up from a fault, retain an “unclassified” category instead of inventing a cause.

There are 100 entries. Defining abandonment as all 17 voluntary hang-ups gives a gross rate of 17%. A supplementary view excluding five short hang-ups and three faults gives 12 / 92 = 13.04%. That threshold is an example rule, not a universal standard or permission to erase inconvenient records. Retain both views and their reasons.

What to inspect when the rate rises

Sort a sample by waiting time and time window. Inspect waiting announcements, staffing coverage and offered exits. Separate technical incidents and routing changes before concluding that staffing is insufficient. After a correction, compare equivalent operating periods and retain demand, answered calls and abandonments; lower traffic can also reduce the percentage.
