Sources and limitations

Adding calls to WhatsApp makes sense when a written query needs a live conversation. The journey’s value depends on the agent receiving context and leaving the next step in the same case. A button that starts a call without that handoff can create two parallel tasks.

Confirm the account and contract scope

Before changing the number used by the business, request a transition plan identifying ownership, administrative access, retained history and failure recovery. Confirm countries, call types, devices and rates applicable to your account. A feature advertised alongside other modes does not establish that all are contracted or enabled.

Separate operational calling permission from the customer’s contact preferences. Ask how each is recorded, checked and withdrawn in your configuration. If a required permission is missing or its validity cannot be verified, the trial should stop the outbound call and show a valid next step to the agent.

The address is verified during the conversation; it is not copied into a public trial report. The expected outcome is a case showing what was requested, what was confirmed and who continues. A read message or connected call does not establish that the shipment issue is resolved.

Test inbound, outbound and unavailable agents

  1. With a test contact, send a message and check assignment.
  2. Start an inbound call and observe queue, priority and available history.
  3. Check an outbound call with the required permission and another without it.
  4. Simulate an unavailable team and verify the information given to the customer.
  5. Hand off to another agent and check that they understand the task without opening a second case.
  6. Close the call, reply later through chat and check that the case is not marked resolved prematurely.

Include a connection interruption and a customer choosing to continue by message. The trial should show how to resume the task rather than force another call to complete the flow. When recordings or transcripts are used, check access permissions and what appears in the agent’s record.

Measure cases as well as calls

Fictional example: twenty queries move from chat to voice. Sixteen calls connect and twelve cases are resolved with evidence. Call connection is 16 / 20, 80%; resolution across eligible queries is 12 / 20, 60%. Do not replace the second metric with the first or count chat and call as two customers.
