FCR measures the share of issues resolved at first contact under a consistent definition. Count issues rather than messages and define a follow-up period for the same problem. Show numerator, denominator and pending cases: closing a ticket or receiving a good rating does not establish lasting resolution.
Key verification: Review a sample labelled resolved and verify no further contact was required for the same issue during the defined period.
Sources and limitationsFCR commonly means first contact resolution. When limited to telephone service, it can mean first call resolution. Before comparing percentages, define channels and issues included: a query continuing by email is interpreted differently under those scopes.
The unit is the issue needing resolution
Connect calls, messages and tickets belonging to one issue. If a customer returns because the earlier solution failed, do not treat the second ticket as an independent success. A question about another service is not automatically a reopening.
Decide how resolution is verified and the period for observing recurrence. A week may serve as an internal test rule, but is not a universal standard. Duration should suit the service and remain visible in reporting.

The 65% applies to eighty observed cases rather than all hundred received. Twenty recent cases remain separate until observation completes. The fictional example establishes neither a recommended target nor EngageBay results.

- Included channels and issue unit.
- Resolution criterion and required evidence.
- Follow-up period and starting point.
- How new contacts link to the same problem.
- Justified exclusions and cases with insufficient data.
- Owner reviewing discrepancies and reopenings.
Apply identical rules to compared teams. Excluding difficult cases from one shift only creates incompatible figures. Show counts alongside percentages so differences based on few issues are visible.

Review causes of repeat contact: incomplete information, insufficient permissions, external dependencies or incorrect solutions. An internal transfer within one contact needs an explicit rule; it is neither failure nor success by default.
